Avoid public lines like “we will definitely refund you”, “we will compensate you right away”, or “the system has approved this”. Screenshots travel, and these lines become expectations for other customers. Refunds, compensation, and price changes should always go through human approval. AI can draft the reply and summarize context, but it should not approve money-related actions.

If the customer is already angry, do not explain the entire logistics chain in the comment section. Acknowledge the emotion, then move to private messages. Once the DM enters a shared workspace, agents can see which channel the customer came from and what they already said, so the team does not ask the same questions again.

Product and attitude complaints: acknowledge, then verify

“It does not match the photos”, “the size is wrong”, “the quality is poor”, and “your agent was rude” can easily turn into public arguments. A steadier response acknowledges the gap and asks for what the team needs to review the case.

This boundary should live in the knowledge base. AI can collect photos, order numbers, sizes, and issue descriptions. Returns, replacements, compensation, and refunds should be approved by humans according to policy. The goal of the public reply is to stabilize the moment, not to judge the case on the spot. The decision should be made with order data, policy, prior conversations, and approval records available.

Consolidate the process: smarter over time, under control

A negative review should not be handled once and forgotten. Turn it into faster, more accurate future responses with this checklist:

  • Was this about shipping, product mismatch, pricing, agent attitude, or after-sales policy?
  • Did the public reply use the right template? Did it overpromise?
