Customs questions get messy when support cannot explain them clearly. A customer sees “customs clearance” in tracking and thinks: is my parcel lost, am I being charged extra, did the brand fail to handle something?

A good customs clearance reply does not need to sound like a broker. It needs to explain responsibility, status, and next step in plain language: who may pay duties, why a parcel can be held, what information may be needed, and what support should not promise. These scripts can live in your knowledge base so AI support answers routine questions by destination-country policy, while refunds, compensation and price changes still go to human approval.

Set the boundary first: support cannot release a parcel with one click

Start by calming the expectation. Do not promise your team can “release it right away,” and do not hide behind “please wait.” A better answer:

Your parcel has entered customs clearance in the destination country. Clearance is handled by local customs or the carrier under local rules. We will keep monitoring the tracking status, and if duties, taxes or extra information are required, we will explain the next step clearly.

This tells the customer the parcel has not disappeared, explains why destination-country rules matter, and gives them a next-step promise. Who pays duties: be direct and follow the order policy

Duty disputes usually happen because the customer missed the tax rule before checkout. The reply should be direct without blaming them.

Parcel stuck in customs: explain the status, then give checks

When a customer says the parcel is stuck, translate the tracking status before guessing the cause:

  • Customs clearance in progress: the parcel is being processed; this is often normal.
  • Held by customs: customs or the carrier may need additional review.
  • Additional information required: the recipient or merchant may need to provide details.
  • Duties/taxes pending: taxes or fees may be unpaid; the customer may receive a payment link or carrier message.

The tracking page shows your parcel is currently in customs clearance. This usually does not mean the parcel is lost. It means local customs is checking the shipment information.
